Zendesk AI is not one feature. It is four things doing different jobs, sold differently, and worth telling apart.
AI agents
They talk to your customers instead of a person. On messaging and on email, answering from your knowledge base and, where you have set them up, doing things: checking an order, changing an appointment.
This is the part that removes tickets rather than shortening them.
Copilot
Help for the person handling the ticket. Suggested replies, summaries of long threads, and rewriting in your tone. The customer still reaches an agent; the agent gets there faster.
Intelligent triage
Reading incoming tickets and putting a label on them: what it is about, which language, how the customer sounds. Your views, routing and reporting can then use those labels.
Quiet, and probably the highest return for the least configuration.
Auto assist
The step beyond suggestion. It works through a procedure you have written, proposing each step, so the agent approves rather than composes.
How they are sold
AI agents come with every Suite and Support plan and are billed per automated resolution. Copilot, which brings the agent-facing features and triage, is bought on top of your plan. AI agents - Advanced adds capability to the agents themselves.
So "do we have AI" has no single answer. What you have depends on your plan and your add-ons.
Where to start
Triage, then copilot, then AI agents. Each one earns the next, and the order matters because AI agents only work well on a knowledge base that is already in good shape.
