Zendesk AI is not one feature. It is four things doing different jobs, sold differently, and worth telling apart.
AI agents
They talk to your customers instead of a person. On messaging and on email, answering from your knowledge base and, where you have set them up, doing things: checking an order, changing an appointment.
This is the part that removes tickets rather than shortening them. It works on messaging, email and web form channels, and it is billed per automated resolution: one per conversation that was not escalated and that a language model confirms was resolved.
Copilot
Help for the person handling the ticket. The add-on covers Auto assist, Suggested first replies, Ticket summaries, Intelligent triage classifications, Suggested macros and Enhanced suggested macros, Merging suggestions, Generative AI for voice, and the expand and tone controls in the composer. The customer still reaches an agent; the agent gets there faster.
Note that admin copilot is a separate thing and is included from Suite Professional upwards without this add-on.
Intelligent triage
Reading incoming tickets and filling in four fields: topic, sentiment, language and any custom entities you defined. Your views, routing and reporting can then use them. The classifications themselves are available from Suite Professional upwards; using them in workflows, which is what routing is, needs Copilot.
Quiet, and probably the highest return for the least configuration.
Auto assist
The step beyond suggestion. It works through a procedure you have written, proposing each step, so the agent approves rather than composes. Every suggestion needs the agent's approval before it is sent, and each published procedure carries its own numbers after 30 days: how many tickets it touched, how often agents accepted it and how often they edited it.
How they are sold
AI agents come with every Suite and Support plan and are billed per automated resolution. Copilot, which brings the agent-facing features and triage, is bought on top of your plan. The deeper agent capabilities that used to need the AI agents - Advanced add-on, such as agentic reasoning, multi-step procedures and external API calls, are now included across the Suite and Support plans.
So "do we have AI" has no single answer. What you have depends on your plan and your add-ons.
Where to start
Triage, then copilot, then AI agents. Each one earns the next, and the order matters because AI agents only work well on a knowledge base that is already in good shape.
