The two kinds of user
End users are your customers. They raise tickets, read your help centre and receive replies. There is no charge and no limit.
Agents and admins are your staff. They work in the agent interface, and each takes a seat that is billed.
Why the user count looks alarming
An account with fifty thousand users and eight agents is entirely normal. Every customer who ever emailed you has a user record, created automatically.
You are paying for the eight.
Where the confusion causes real problems
Teams avoid creating user records, or delete customers to "keep the numbers down", and lose the history that makes organisation reporting and customer context work.
There is no reason to do that. Let the records accumulate.
Light and contributor roles
Some plans offer roles for colleagues who occasionally comment internally without needing a full agent seat. Worth knowing when somebody asks for access to look at tickets.
What does cost extra
Agent seats, add-ons, and usage-based items such as automated resolutions from AI agents. Not customers.
Check what you are actually paying for
The subscription page shows seats bought and used. That number, not your user count, is what matters.
